The Dreaded Text: A Stylist’s Guide to Handling Extension Complaints with Grace

It’s the message that makes every stylist’s heart stop:

“Hi, I’m not sure, but I think something is wrong with my extensions…”

Your stomach drops. You panic. You get defensive. Did you do something wrong? Is the hair bad? Is the client just difficult?

First: Breathe.

A complaint about hair extensions is one of the most stressful situations a stylist can face. But here’s the truth: complaints will happen. Even if your work is 100% perfect, a client can (and will) have issues.

How you handle that complaint is what separates an amateur from a true professional. It is the single greatest opportunity you have to create an incredibly loyal, long-term client.

Step 1: Understand the Client’s Psychology

Before you type a single word in response, you must understand what the client is really feeling.

  • They aren’t just angry; they are SCARED. They are terrified that their natural hair is being damaged, that they wasted hundreds (or thousands) of dollars, and that they look “fake.”
  • They feel VULNERABLE. This is their appearance, their identity. They put their trust in you, and now they feel something is wrong.
  • They want to be HEARD, not just “fixed.” More than anything, they want you to validate their fear. They want to know that you are taking their concern as seriously as they are.

Getting defensive, blaming them, or dismissing their concern is the fastest way to lose them forever and get a 1-star review.

Step 2: The 5-Step “L.E.A.P.” Method for Responding

Do not diagnose over text. Do not get into a back-and-forth. Your only goal is to get them into your chair. Use this 5-step process.

L – Listen

Your client texts or calls, and they are venting. Do not interrupt. Let them say everything. Let them get it all out. Just listen.

E – Empathize

Your very first words must be validation.

  • DO NOT SAY: “Well, you must have used conditioner on the roots.”
  • DO SAY: “Thank you so much for letting me know. I understand how frustrating and scary that must feel. I am 100% committed to making this right for you.”

You have just defused the entire situation. You’re not fighting; you’re on their team.

A – Assess (In-Person, ASAP)

This is the most critical step.

  • DO NOT SAY: “Can you send me a picture?”
  • DO SAY: “I need to see this in person to properly assess it. Can you come into the salon tomorrow? I will clear my schedule for you. This is my top priority.”

This shows them they are important. It also gets them out of “text message attack mode” and into a professional, face-to-face environment.

P – Problem-Solve

Once they are in your chair, you can become a detective. 9 times out of 10, the “problem” is a simple aftercare mistake, not a product or application failure.

Common Complaints & How to Solve Them (Face-to-Face)

Complaint #1: “They’re Itchy and My Scalp is Sore!” (Most common: Day 1-5)

  • The Likely Cause: This is almost always the “adjustment period.” We must warn clients about this in the consultation. Their scalp is not used to the new (and normal) tension.
  • How to Handle:
    1. Check the Application: Gently part the hair and check your bonds. Are they too close to the scalp? Did you catch a “cross-hair”? (If you find one, snip it. The relief will be instant).
    2. Reassure: “I’ve checked the bonds, and your application looks perfect and safe. What you are feeling is the 3-5 day ‘adjustment period’ we talked about. Your scalp is just getting used to the new weight. It’s completely normal and will be gone in another day or two.”

Complaint #2: “They’re Slipping!” (Tapes or I-Tips)

  • The Likely Cause: 99% of the time, this is an aftercare issue. The client used conditioner at the root, used a serum/oil near the bonds, didn’t wait 48 hours to wash, or has an extremely oily scalp.
  • How to Handle:
    1. Ask, Don’t Accuse: “Let’s walk through your aftercare routine. What shampoo are you using? And where exactly are you applying your conditioner?”
    2. The “Aha!” Moment: They will usually say, “Oh, I’ve been putting conditioner all over.”
    3. The Solution: “That’s our culprit! Conditioner and oils are designed to be ‘slippery’ and will break down the bonds. Don’t worry, this is an easy fix. I’ll remove these few, re-clarify the hair, and re-install them. From now on, just conditioner from the ponytail down, okay?”

Complaint #3: “They’re Tangled and Matting at the Root!”

  • The Likely Cause: This is 100% an aftercare violation. The client is not sleeping in a braid and is not brushing properly.
  • How to Handle:
    1. Ask the “Golden Question”: “How have you been sleeping with your hair?”
    2. The “Aha!” Moment: “…I’ve just been wearing it down.”
    3. The Solution: Gently and without pulling, use a tail comb and conditioner to detangle the matting. (This is your time you are spending, so be firm but kind). “This matting is from friction while you sleep. The nightly braid is not optional; it’s the most important rule to protect your hair. I’ll fix this for you now, but you must start braiding it at night.”

The Final Word

A client complaint is a test. If you get defensive, you fail. If you panic, you fail.

But if you respond with calm, empathetic, professional leadership, you are not just “fixing a problem.” You are proving to that client that you are a trustworthy expert who stands behind their work. You will have turned a potential 1-star review into a loyal client for life.
